Most auto repair customers don't know if you did the work right. That's the structural problem with feedback in this industry, and it shapes everything about what kind of feedback is worth collecting.
The customer brought in a car that was making a noise, or wouldn't start, or had a warning light on. You diagnosed it, fixed it, returned the car, and presented the bill. The customer drove away. The noise is gone. They have to assume the rest of the work was done correctly because they have no way to verify it. They'll find out the actual quality of the repair somewhere between three months and three years from now, when whatever you did either holds up or doesn't.
What they can evaluate, immediately, is the experience around the repair. Whether the diagnosis was explained in a way they could follow. Whether the price matched what was discussed. Whether they felt the shop was being straight with them or trying to upsell. Whether the car was returned clean. Whether the timeline matched what was promised. None of these tell you much about your technical work, but all of them are exactly what determines whether the customer comes back.
The trust problem
Auto repair has a worse-than-average baseline of customer trust. Most people have heard a story, either from someone they know or from a podcast or article, about a repair shop charging them for work that wasn't necessary or didn't get done. The customer walks in already worried. The job of the feedback process is partly to surface where that worry was either confirmed or dispelled.
The questions worth asking lean into this rather than around it:
- Was the diagnosis explained in a way that made sense to you?
- Did the final cost match the estimate?
- If we recommended additional work, did the reasoning feel clear?
- Was the timeline accurate?
- Did anything about the visit make you feel uncertain about the work?
Note what's not on this list: "rate the quality of the repair." Most customers can't answer that question honestly because they don't have the information to. Asking it gets you 5 stars from people who have no idea, and a small number of 1 stars from people whose car broke again, and not much in between.
Timing
The post-service window matters a lot. Asking immediately, while the customer is still at the counter or has just driven off, catches the experience while it's fresh but doesn't catch anything that happens once they're back on the road. Waiting too long means you're catching the long-tail problem (the noise came back, the warning light is on again) without catching the immediate experience details.
A reasonable shape is two touches:
- A short message the same day or the next, asking about the experience: communication, transparency, timeline, billing
- An optional check-in two to four weeks later, asking whether everything is still running as expected and whether anything has come up
Two touches sounds like a lot for a small repair shop. In practice they're short messages and they catch different things. The first one catches process issues. The second one catches whether the repair held up, which is genuinely useful information for the shop because it changes how to think about parts suppliers, technician workload, and recurring problem patterns. What to do with what you get back
Most repair shops that collect feedback end up with one of two outcomes. The first is a folder of mostly 5-star responses with the occasional vague complaint, which they look at once a month and don't do much with. The second is a Google review presence that gets attention because of one or two negative reviews while the bulk of customer experience goes uncaptured.
The useful unit of analysis isn't the individual response, it's the pattern across responses.
